This candidate will be responsible for generation of maintenance tickets to document all aspects of the problem reported and steps taken, including problem identification, escalation, customer reproduction, testing, resolution implementation, and customer follow up.
This position is focused on providing problem solving direction over the phone/web/email to both external customers as well as Nevis's internal Field/Sales team, while utilizing a standard troubleshooting philosophy and process. Responsibilities include documenting problems and requests for enhancements in problem tracking database system as well as determining problem severity with the customer and providing problem tracking ID. In this role the candidate would provide circumvention or recovery through use of existing cases or workarounds and serve as the technical expertise in an escalation support situation. This candidate would initiate, track and proactively assign ticket numbers from email, WEB and direct call-in sources. In addition they will assist in the cataloging of problems into a diagnostic engine/knowledge base system for future reference and automation, as well as replication of customer network issues in a lab to achieve problem resolution.
This position is recognized for exceptional technical expertise in both preventing problems through authoring technical Flashes/Alerts and Bulletins and bringing problems to quick resolution when they do occur. Additionally, they would provide input into processes, which refine and improve product reliability, availability, and serviceability. This candidate would provide necessary training and assistance to junior Nevis support engineers, as appropriate, while working closely with engineering to ensure critical problems are correctly identified and prioritized. Additionally a close relationship with sales is needed to ensure feature enhancements are accurately captured and escalated to appropriate organization.
This candidate is a recognized technical expert in the use of networking and security technology and must be in a position to provide significant individual impact on both the customer's and Nevis's business. They would aggressively document, report and follow up on technical issues using all appropriate internal systems and procedures.
This position is based in our headquarters in Mountain View as well as our office in Pune in India, and may involve some travel to customer locations.
Qualifications:
5plus years experience in a Technical Assistance Center support environment is required. Working in sales, engineering and service environment is preferred. CCIE certification in Security or Routing and Switching is highly desirable. Engineering development /sustaining experience with networking products is a plus
Demonstrated, hands-on knowledge of security and networking technology and concepts to include major networking protocols, routing, operating systems, and security in large Wide Area Networks is required: TCP/IP, BGP, OSPF, Firewall technologies, IDS/IPS, NAT/PAT, Anomaly detection, VPN
Excellent troubleshooting skills in heterogeneous environments
Experience with most operating systems
Able to work at all levels of customer management
Skilled in oral, written and interpersonal communication
Skilled in assessing priorities, setting and meeting accurate expectations, defining solutions and meeting deadlines
Team player, high energy and a positive attitude
Educational Requirements:
BS in Electrical Engineering, BA in Computer Science or equivalent experience to include specific networking certifications and vendor training on industry leading networking technologies
